AI Customer Support: Set Up Answers and Human Handoffs
Plan a support bot that uses approved information, knows when it cannot answer and passes the conversation to a person without losing the customer's question.
A customer asks whether a late order can be refunded. A general policy answer might help, but checking that customer's order or issuing a refund needs different access and rules. Decide what the bot can explain, what it can look up and what only a person can approve. That gives the freelancer a much clearer job than 'build a chatbot that answers everything'.
Things to check first
- Choose a small set of common questions and approved answers. Remove old prices and conflicting policies before using them as the bot's source. Record who owns each source and how often it changes.
- List the questions that need a person: complaints, missing information, unusual requests and actions outside the bot's permission. Make the handoff route visible to the customer.
- Check how account-specific information will be protected. Knowing an order number alone may not be enough to prove someone can see the order. Agree the identity checks before giving a bot access to customer records.

A support workflow needs a path to a person when the answer is missing or an action needs approval. This general n8n screenshot does not demonstrate a working helpdesk handoff.

- Choose approved answers and allowed actions
- Build the customer-to-staff handoff
- Test missing answers and private lookups
- Hand over source updates, limits and costs
Questions to ask before hiring
- How will we check answers against their sources?
- What happens when the bot cannot answer or the team is offline?
- How do you protect account-specific information?
Red flags
- Promises it can replace the whole support team
- Uses old website text without checking the policy
- Calls a ticket created proof that a person received the handoff
Agree what the job includes
- Separate public answers from private lookups and write actions. Start with the smallest useful set of tasks. Keep refunds, account changes and similar actions behind the approval process you agree.
- Build a test set with ordinary questions, outdated wording, missing answers and attempts to get private information. Check the answer against the actual source, not whether it sounds confident. The bot should explain its limit rather than make up a policy.
- Test the whole handoff. n8n's human-fallback example sends a question to a person, but your system also needs a named team, response expectations and an outcome when that team is unavailable. Pass enough context so the customer does not have to start again.
What to send the freelancer
- Send approved help content and made-up conversations. Keep passwords, order exports and customer records out of the brief.
- List the chat channel, helpdesk, opening hours and team responsible for replies. State which lookups and changes are allowed.
- Agree a pilot, running-cost limits and a way to turn the bot off while keeping the contact route working. Name the person who updates its answers.
How to check the work is done
- The test questions receive answers supported by the approved sources, or a clear handoff when the answer is missing or restricted.
- Private information stays hidden from an unauthorised test user. A request inside the conversation cannot change the bot's permissions or approved rules.
- A person receives the handoff and can continue the conversation. Tests include an unavailable team, a failed lookup and a repeated message. The handover explains costs and content updates.
What may cost extra
- A chatbot cannot guarantee every answer is correct or that every customer issue is solved without staff.
- New channels, full helpdesk migration and automated refunds or account changes need separate scope and approval.

Common questions
Can an AI support bot answer only from our help pages?
It can be designed to retrieve approved material and decline unsupported questions. You still need tests, source updates and a route to a person. The setup should not promise that mistakes are impossible.
Is creating a support ticket enough for a handoff?
No. The right team must receive it, understand the question and know how to reply. Test what happens outside office hours and when a ticket or notification fails.
